What should a voice of customer platform cover?

Some platforms cover only one of these two areas. Others add a third layer: competitive analysis, based on the reviews published about your competitors. So the first thing to check with any tool that calls itself a “voice of customer” platform is exactly what scope it covers, before you even start comparing features!

What to look for when choosing a voice of customer platform

A voice of customer platform shouldn’t be judged on a list of standalone features, but on its ability to support all five stages of a continuous improvement loop: collecting, centralising, responding, analysing and taking action, with no gaps between them.

Here’s what sets a comprehensive platform apart from a tool that only takes you halfway through the process.

1. Collect: is feedback collection tailored or one-size-fits-all?

A tool that sends the same survey to everyone at the same time to collect feedback will eventually lead to survey fatigue and lower response rates. Make sure the platform lets you trigger feedback requests at the right moment (after a purchase, following a support interaction…), through the right channel, without over-soliciting a customer who has already responded recently.

You should also check that it covers both key sources of feedback: collecting public reviews and sending customisable satisfaction surveys, rather than offering just one or the other.

2. Centralise: one unified view, or just another dashboard?

Centralisation is about more than bringing Google, Facebook, TripAdvisor and other reviews together into a single screen. Make sure your voice of customer platform also combines public reviews and satisfaction surveys within the same interface. This is precisely where many tools on the market fall short, forcing teams to switch back and forth between two separate systems.

You should also check that access is designed for both local and central teams. A location manager should be able to view their own results without waiting for a report from head office, while mobile access is essential for teams who are not sitting at a computer all day.

3. Respond: does AI really save you time?

Responding to a review or customer feedback is is not just a box-ticking exercise: it’s what builds or erodes trust, including among anyone who reads that response afterwards. Across a network of dozens or hundreds of businesses, responding manually to every review quickly becomes unmanageable.

Make sure the tool offers several response options (manual, AI-suggested, automatic for reviews with no comment…) and, above all, that your teams remain in control and can approve a response before it’s published, particularly for negative or sensitive reviews. 

4. Analyse: does the tool go beyond average rating?

On a large network, the average rating is no longer a reliable signal: a business that’s struggling can easily get lost in the overall figures without ever affecting the headline metric. What matters is what customers are actually saying in their reviews and feedback. 

Make sure the tool offers genuine semantic analysis rather than just counting keywords, and can automatically categorise feedback by topic (welcome, waiting times or price) and highlight your strengths and weaknesses business by business, not just across the network as a whole.

5. Act: does the platform help you prioritise, or simply report the numbers?

A tool that produces reports without ever helping you distinguish between a one-off pain point (specific to a particular business, and best addressed locally) and a systemic issue (recurring across the whole network and requiring action at central level) is just adding one more dashboard. 

Make sure the tool lets you track the impact of a corrective action over time and feed the results back into the next cycle of improvement!

The best tool is the one your teams actually use

A voice of customer platform should not be chosen from a checklist of ticked-off features, but on its ability to sustain the full loop,  from collection to action,  without forcing you to choose between central oversight and local autonomy. 

That is what ultimately sets a tool people use occasionally apart from one that becomes a daily habit for your teams, from head office right down to every single business.
